Why WhatsApp

People keep WhatsApp open. They use it for family, for the school gate and for the plumber who came last winter. A message there is more likely to be read than an email, and a conversation there is more likely to continue.

That also raises the stakes. A rude, robotic or relentless message on someone's personal messaging app does more harm than a missed email.

The pattern

The rules to insist on

- One clear identity. The message says who it is from. No pretending to be a person who is not there.
- A stop word. Anyone can end it with a single reply.
- A limit. A set number of follow-ups, then silence.
- A hand-over. Anything emotional, complicated or angry goes to a human straight away.
- Sensible hours. No messages at three in the morning, even though the agent could send them.

A small example

A salon runs a seasonal offer and a handful of replies land on the same afternoon. Without help, the owner answers the first few and the rest wait until the evening.
